Molto rumore per #poernano



Chiunque fosse su Twitter in questi giorni, molto probabilmente si è visto passare davanti agli occhi qualche update critico nei confronti di @24job per la vicenda #poernano. Molti hanno definito questa vicenda un #fail (fallimento) e altri un #epicfail (fallimento di dimensioni colossali). Ma si tratta davvero di una catastrofe aziendale o si tratta di un fenomeno di scarso peso?

Sempre più spesso vedo che si ricorre all’uso dell’hashtag #epicfail per qualunque cosa:

  • il community manager non risponde? #epicfail 
  • i dipendenti pubblicano video dove sputano sulle pizze? #epicfail
  • una risposta sgarbata e sbagliata su Twitter? #epicfail
  • la foto su instagram non rappresenta un tenero orsetto ma pedobear? #epicfail
  • il tuo lucchetto si può aprire con una penna? #epicfail
  • centinaia di commenti negativi sotto l’update? #epicfail

Il fenomeno è abbastanza eterogeneo e, a mio avviso, in alcuni casi esagerato. Si tratta in ogni caso di fenomeni importanti che hanno comunque un impatto sul brand, ma bisogna affrontare il tema in maniera più profonda: all’alba del 2013 sarebbe auspicabile una maggior comprensione e conoscenza dei fenomeni sui Social Media (che di new ormai hanno ben poco) e del loro impatto nella vita aziendale.

Andiamo quindi ad analizzare il caso #poernano. Per capire di che cosa si parla sarebbe opportuno inserire il concetto di triage e di rischi. Chi si occupa di Social Media dovrebbe infatti sapere con chiarezza quando attivare certe procedure valutando la situazione (ovviamente avendo fatto un risk assessment in precedenza e definito tutti i flow d’azione è più facile) e quindi si troverebbe davanti a qualcosa del genere:

Livello 1 - commenti negativi, impatto sulla corporate image,  impatto sulla brand reputation limitato -  nessun intervento del management richiesto.
Livello 2 - impatto sulla brand reputation elevato, impatto sulla corporate image,  ripercussioni sulla salute della community - richiesto intervento limitato del management.
Livello 3 - impatto sulla corporate image, impatto sulla brand reputation elevato e ripercussioni sulle vendite - intervento del management necessario.

In base a questo triage generico vediamo subito che c’è sempre un impatto sulla corporate image (essendo un oggetto semiotico composto dalla somma dei discorsi volontari, involontari sul brand e dai messaggi percepiti e creati dagli utenti) ma tra il livello di attenzione e quello di emergenza cambia un aspetto fondamentale: la presenza di metriche finanziarie. Ovviamente non si vuole sottovalutare l’importanza della reputazione, dato che i Social Media servono principalmente a costruire l’identità di marca, ma a livello di allarme un problema sulle vendite è immediatamente più grave nell’arco temporale.

Quando abbiamo quindi un impatto finanziario? Nel caso di fallimenti catastrofici del prodotto o del servizio erogato. Il caso Kriptonite e Dominos’ pizza i più famosi e che hanno fatto scuola: non solo critiche, ma ripercussioni importanti sulle vendite e sui titoli in borsa (che hanno raggiunto anche il -40%, non “noccioline”). Negli altri casi, alla base della piramide, abbiamo quasi esclusivamente fallimenti comunicativi: #poernano dove si colloca?

Oltre che a essere ancora nella fase 1 (non si sono rilevate infatti variazioni significative nella community o nel numero di follower degli account) ci troviamo davanti a un account personale: l’immagine e la reputazione intaccati principalmente sono quindi quelle del titolare della persona che lo gestisce (diversamente da altri casi come l’infelice uscita dell’account Chrysler). Il brand sicuramente avrà qualche ombra di riflesso sulla sua immagine, ma diminuiranno le pagine viste sul sito? Diminuiranno gli abbonamenti? Dubito seriamente.

Ci troviamo quindi davanti a un #minifail di tipo comunicativo che forse avrebbe potuto portare a livello di escalation a un livello 2 (impatto sulla community, anche se personalmente ne dubito): oltretutto la vita di questi eventi su Twitter e Facebook dura decisamente poco a livello temporale, un picco e via all’interno del monitoraggio. Sono quindi elementi di cui è necessario prendersi cura ma che destano relativamente poca preoccupazione: immaginatevi la reazione di un CFO alla dichiarazione “su Twitter ci sono 1.000 commenti negativi e 100 utenti su 60.000 si sono disiscritti”. Già fate fatica a mostrargli il ROI, se poi gli dite una frase del genere il suo volto assumerà l’espressione di Lorenzo durante un’interrogazione di latino.

Sicuramente se lo dite a un Social Media Manager questa frase potrebbe creare un minimo di attenzione: “pubblica con un messaggio di scuse e che faremo tesoro dell’esperienza”. Forse diamo troppa importanza a questi fenomeni e a giudicarli nel modo corretto. Alla fine che cos’è successo? Un piccolo minifail comunicativo, come tanti altri, nulla di più: abbiamo molto #poernano per nulla.

Much ado about #poernano

Anyone who was on Twitter these days has probably seen some critical updates about @24job about the #poernano matter. Many have defined the episode a #fail, other an #epicfail. But is it truly a company catastrophe or just a minor phenomenon?

I see the use of the #epicfail hashtag become more frequent for a lot of things:

  • the community manager doesn't answer? #epicfail
  • the employees publish videos where they spit on pizzas? #epicfail
  • a wrong and unkind answer on Twitter? #epicfail
  • the image on Instagram is Pedobear? #epicfail
  • your lock can be opened with a pen? #epicfail
  • hundreds of negative comments under the update? #epicfail

The phenomenon is quite heterogeneous, and in my opinion, in some cases exagerated. In any case we're talking about important phenomena that have an impact on the brand, but we must tackle the issue in a deeper fashion: we're almost in 2013 and it would be a good thing to have more understanding and knowledge of the Social Media phenomena (that aren't even New anymore) and their impact on company life.

Let's see the #poernano case. In order to understand what we're talking about we must explain the concept of triage and risk. Who deals with social media should know clearly when to activate certain procedures evaluating the situation (of course, having done some risk assessment beforehand and defined all action flows it becomes easier) and would find himself in front of something like this:

Level 1: negative comments, impact on the corporate image, limited impact on the brand reputation - no intervention from the management is required.
Level 2: high impact on the brand reputation, impact on the corporate image, effects on the health of the community - some intervention from the management is required.
Level 3: impact on the corporate image, very high impact on the brand reputation and effects on sales - management intervention is necessary.

Based on this generic triage we see right away that there's always some impact on the corporate image (being a semiotic object composed by the sum of the voluntary, involuntary conversations about the brand and the messages perceived and created by users) but between the level of attention and the level of emergency there is one fundamental aspect that changes: the presence of financial metrics. Of course, we don't want to underestimate the importance of reputation, since Social Media are useful to built the brand identity, but at an allarm level a problem on sales is immediately more serious in the temporal span.

So when do we have a financial impact? In case of catastrophic failure of product or service. The Kriptonite and Dominos' Pizza cases are the most famous and are now study cases: not only critics, but important consequences on sales and market stocks (which have reached -40%, not crumbs). In other cases, at the base of the pyramid, we have almost exclusively communication failures: where does #poernano stand?

We're still in the Level 1 phase (there have been no significant variations in the community or the number of followers of the accounts), and we're dealing with a personal account: the image and the reputation that have been demaged are mainly those of the person who is managing them (unlike the unfortunate case of the Chrysler account). The brand will surely have some shadowy spots on its image, but will the number of pageviews decrease? Will the subscriptions diminish? I seriously doubt that.

We're dealing with a communication #minifail that could have escalated to a Level 2 (impact on the community, although I doubt it): moreover the life of these events on Twitter and Facebook is definitely short at a temporal level, a peak and then nothing, inside the monitoring window. They are elements that need to be taken care of, but that cause no worries: imagine the reaction of a CFO to the statement "on Twitter there are 1.000 negative comments and 100 users out of 60.000 have unsubscribed". You already have problems showing him the ROI, if you say that kind of thing his face will have Lorenzo's expression during the Latin test.

Of course, if you tell this to a Social Media Manager this phrase could casue a minimum of attention: "publish an apology message and say that we'll treasure the experience". Perhaps we give too much importance to these phenomena and to judging them the right way. In the end what happened? A small communication minifail, as many others, nothing more: much ado about #poernano.

2Brand or not 2Brand, questo è il #poernano!



In fondo è qui il nucleo principale del famoso #epicfail 2012 di 24JOB, sezione online dedicata alle opportunità di lavoro del Sole24ore, che se ci fosse un premio per questa categoria sarebbe suo di diritto e senza neanche l'obbligo della competizione. Riassumiamo la storia dando merito a Roberto Favini che l'ha documentata.

Rosanna Santonocito gestisce 24Job e i relativi social account, lavora per ilSole24ore, una vera industria dell'editoria e della formazione, molto autorevole. Lo so, perchè anch'io ho studiato da loro e con loro, conosco chi ci lavora e la loro fama se la sono meritata. Certo non conoscevo la Santonocito, una che si occupa di lavoro da molto tempo e di 24Job da ben 7 anni, una che, per la campagna #internethavinto, ha scritto:"#internethavinto perche ha costretto noi giornalisti a lavorare bene come dice @jacopotondelli e perché ci ha ridato il gusto del mestiere".


Allora perché questa professionista ha inguaiato uno dei brand più solidi della rete? Un giornale sempre attento alle nuove tecnologie, che pubblica ogni domenica un inserto come Nova, che annovera fra i suoi giornalisti Luca De Biase, fra i migliori e sensibili commentatori di questioni digitali nel nostro paese. Perchè lei, è riuscita a ripercorrere le orme dell'ex-ministro Maurizio Gasparri per la questione della conta dei follower, se non addirittura a superarlo visto che ha alzato l'asticella dell'influencer. Pensare che lo stesso Sole24ore era stato molto duro nel giudizio sulla vicenda Gasparri, esprimendosi con i suoi editorialisti.

Ad un certo punto la Santonocito sembrava quasi in preda ad un delirio, sentendosi "attaccata e insultata", francamente una sua impressione, anche per le considerazioni, critiche ma giuste, su una mancata competenza nell'uso di Twitter. Non solo un'incompetenza tecnica, ma di clamorosi errori nella gestione del brand: mancanza di ascolto e mancato rispetto dell'interlocutore. L'ascolto e l'interazione sono cose fondamentali nel rapporto coi follower, come lo sono sempre stati anche prima dell digitale.

La cosa è stata aggravata anche dall'apparizione della citazione dell'opera di Dario Fo, che ha dato origine all'hashtag #poernano. Cos'era quello? Una frustrazione che doveva essere compensata da una pillola di cultura teatrale? Era un giusto modo di porsi? D'accordo che è una giornalista, ma dovrebbe almeno conoscere i principi base della comunicazione online se fa questo lavoro e se ha un incarico del genere.

E' stata una tempesta, proprio nel giorno in cui Sandy passava su New York, anche perchè sarebbe bastato glissare, tacere, lasciar perdere la questione, poco professionale, ma non ci sarebbe stato un effetto valanga, un richiamo alla costituzione, sproloqui su "lezioncine e maestrini". Proprio l'altro giorno parlavo della tossicità dei social network, ma qui si arriva a contaminare anche i campi del business e soprattutto quelli di un'azienda prestigiosa.

Sarebbe interessante sapere quali possano essere le policy interne in questa materia, c'è stato un errore della professionista, oppure è anche il frutto di una mancanza di linee guida? Credo che all'interno del Sole24ore cercheranno di fare luce su questo, perchè la questione è stata presa sul serio. La professionista ha procurato un danno, ancora forse non si riesce a calcolarlo, ma il brand in questione è danneggiato: chi lo nega sbaglia, anche perché altrimenti alle 19:30 non sarebbe arrivato questo tweet dall'account ufficiale.

In the end it's all here, the main core of the famous epicfail 2012 of 24Job, an online section dedicated to job opportunities of Sole24Ore, so renown that if there was a prize for the category it would be theirs by right without even the need for competition. Let's tell the story giving credit to Roberto Favini who documented it.

Rosanna Santonocito manages 24 Job and its connected social accounts, works for the Sole24Ore, a true industry of editory and formation, extremely influential. I know because I studied at and with them, I know people who work there and they have more than deserved their fame. Of course, I did not know Santonocito, someone who has been writing about work for a long time and that has been curating 24 Job for the last 7 years, someone who wrote for the #internethaswon campaign: "Internet has won because it has constrained us journalists to work well, as @jacopotondelli says, and because it has given us back the taste for the job".

Then why has this professional put one of the web's most solid brands through such an ordeal? A newspaper that is always very sensitive to new technologies, that publishes every Sunday a special like Nova, that has among its journalists Luca De Biase, one of the best and most sensitive commentators of digital matters in our country. Why did she manage to step in ex Minister Maurizio Gasparri's shows for the follower count matter, if not actually going beyond that since she rised the actual influencer standard. And remember that the same Sole24Ore had been extremely critical towards the Gasparri episode, publishing harsh editorials.

At one point Santonocito seemed almost taken by delirium, feeling attacked and insulted, which quite frankly was her impression, because there were only some considerations, critical but fair, on her lack of competence in the use of Twitter. Not only a technical incompetence, but also serious mistakes in brand management: lack of listening and lack of respect for the audience. Listening and interacting are fundamental aspects in the relationship with followers, as they have always been even before digital.

Everything was made worse by the quote from Dario Fo's work, which has given life to the #poernano hashtag. What was that? A frustration that needed to be compensated by a pill of theatrical culture? Was it the right way to move? Alright, she's a journalist, but she should at least know the principles of online communication if she does this job and has such a task.

It has been a storm, the same day Sandy ravaged New York, because it would have been enough to shut up and let it go, since it was so unprofessional, but in that case there would have been no avalanche effect, no quotes from the Constitution, or useless talk about lessons and teachers. The other day I wrote about the toxicity of social networks, but here we are arriving to the contamination of the business fields, especially those of a prestigious company.

It would be interesting to know what the internal policies can be in this matter, whether there has been a mistake on the journalist's side or whether it was the result of a lack of guidelines? I believe that inside Sole24Ore they will try to understand this, because the matter has been taken seriously. The professional has caused damage which probably cannot yet be calculated, but the brand is damaged: who denies it is wrong, and the confirmation is this tweet from the official account, published at 7:30 pm.
